Problem space:

Its important for supervisors to see how their agents are performing, not to hover, but to ensure customers get the right level of service. Agents also grow when they can monitor their own performance. However, this was not possible inside the Dialpad app.


Solution opportunity:
Give Supervisors and Agents easy access to performance data right in the native app, so they dont have to switch over to the web analytics page.

Impact

Upon launch, we saw an engagement spike of 95%. This is natural as it was a new place in the app with lots of valuable information. The real impact was that over time, engagement remained above 70% meaning both audiences were benefitting from seeing this data in order to be more productive and efficient.

Learnings

Speed. Test. Iterate.
Those were my top three learnings from this project. Early on, I wanted to include more widgets with action-driven content for agents and supervisors. After customer interviews, it became clear that performance tracking was the bigger priority. Users still saw value in a to-do widget and scorecard list, but we deprioritized the rest based on low traction.


Focus on impact.
Prioritizing the right items let us deliver a strong first version on a tight timeline. More is planned for V2, including click and drag reordering, switching between Sales and Contact Center, a Dispute Management widget, and a richer chart library. For now, this version is doing what it needs to.


Defining success.
The win for me was delivering what users needed today while setting the stage for more improvements ahead.
